What are the key metrics for measuring the success of an internal IT Service Desk?


I’ve recently been promoted to IT Service Manager and I’m looking to update our KPIs. We currently only track "Ticket Volume" and "Resolution Time," but I feel like these don't reflect the actual quality of service. What are the modern industry standards for measuring user satisfaction and operational efficiency in a hybrid work environment where remote support is the norm?

To get a real picture of health, you need to look at First Contact Resolution (FCR) and Customer Satisfaction (CSAT). FCR is the "golden metric"—it shows how many issues are solved without being bounced between tiers, which directly impacts user productivity. In a hybrid environment, you should also track "Mean Time to Acknowledge" (MTTA) specifically for remote users. If your remote staff feels ignored compared to the office staff, your overall employee experience score will drop. Also, consider "Cost per Ticket" to help justify budget requests for automation tools like AI chatbots or self-service portals.

  • Robert, we are definitely looking into "Shift-Left." My goal is to move as many common requests—like password resets and software installs—to a self-service catalog. This would free up our Tier 2 and Tier 3 engineers for more complex project work. I'm currently auditing our knowledge base to see if the articles are actually readable for non-technical users. If we can improve the self-help success rate, I expect to see our "Cost per Ticket" drop significantly by early next year.

Don't forget the "Employee Effort Score." If a user has to jump through five hoops to report a broken laptop, your CSAT might look okay, but their actual productivity is suffering.

  • That is a great insight, Mary. High resolution rates don't matter if the process of getting help is so painful that people stop reporting issues altogether.
